When dealing with external parties or even different departments within the same company OLAs come into play. OLAs must serve the SLA regarding reaction and escalation times without breaching them. Identification of times and agreements (SLA/OLA) should be easy for Service Desk agents like in a preview showing the actual reaction/solution times. E-mail should be sent as on current SLAs.
